A chat customer arrives after three transfers, and the fix takes you one step — do you start fixing, or first name the run-around they have had? A caller in an outage shouts over your opening line. A problem belongs to another department, but your own tools would solve it in this contact. A refund request lands two days after the window closed, with genuine evidence the customer could not act sooner. All 24 items ask what you would most likely do, not what a textbook says, and every option is something a real agent has done on a real shift.
The bank is original and written to a stated authoring standard. Distractors are anchored to specific misconceptions — the apology paragraph that delays the fix, the transfer that is technically correct and practically useless — so a wrong answer tells the report something. Keys carry weighted partial credit: the best action scores fully, a reasonable alternative scores in part, and abandonment or rule-bending scores nothing. Option lengths are controlled so that the longest or most detailed answer is never the tell. No third-party instrument was used or adapted.
A raw score cannot tell a recruiter whether an agent is warm but a pushover, or firm but cold. The report can, because every item is tagged to one of four competencies and each competency is banded separately with a coaching interpretation. Strengths and development areas are stated in plain language, a growth plan is built from the two lowest competencies, and the item-by-item review shows the reasoning behind every option, so the candidate sees exactly where policy judgement and empathy pulled in opposite directions.
